A community-to-support escalation agreement defines when a customer request moves to specialists, who accepts it and how the customer stays informed. Agree the trigger, minimum context, ownership and closure process before a difficult case arrives. This prevents a forwarded discussion link from becoming an untracked request between two teams.
A community moderator sends a question to support and assumes someone will take it. Support sees an incomplete request and waits for more information. The customer waits too, although both teams believe they have done their part.
Define when a discussion needs support
Start with situations that need specialist investigation or authority. These may include a suspected defect, an account-specific access problem or a question that cannot be answered safely without examining private information. Describe observable conditions rather than telling moderators to escalate anything complicated. Complexity alone does not establish which team can help.
